Coating Support Resolution Time: Keep Customer Waiting and Internal Work Visible

A support case can remain open while waiting for photographs, product information or a technical review. Record these stages so the total duration can be understood without hiding the customer's elapsed experience.

The key distinction

Active handling time and elapsed resolution time answer different questions. The first helps plan staffing; the second describes the customer's journey. Neither should replace the other without a clear label.

Practical checks

  1. Define the start and closure events.
  2. Record waiting reasons and active work consistently.
  3. Review unresolved cases as well as completed ones.

Example

Illustrative example: a case takes five calendar days to close but only one hour of staff work. That may reflect a necessary evidence wait, yet the customer still experienced five days. Both quantities are useful.

Scope and limits

Do not close a case merely to stop the clock. The closure definition should reflect the agreed support outcome and preserve remaining technical uncertainty.
